Have Customer Agent Help Any Conversation
Wednesday, July 29, 2026
What it is
Private beta. Support agents can now manually assign any conversation to Customer Agent from the Help Desk or Inbox ticket-owner dropdown, letting AI take over a conversation a human agent started or is currently in.
Why it matters
Gives human agents a way to selectively hand off resolvable conversations to AI for better triage and workload management on high-volume support teams, without leaving their normal workflow. Private beta, available across all hubs and tiers.
The Take
Chris Carolan
All the effort up to now has been how and when do we hand off to humans. Now we're going the other way.
Every piece of handoff design HubSpot has shipped up to now has gone one direction: agent to human. This flips it. Now a human support rep can hand a live conversation to Customer Agent mid-thread, and the open question isn't the mechanics, it's what the customer experiences on the other end. We joked on the show that a customer might just notice their rep got "less grumpy and their grammar got perfect" and start wondering what happened. That's not a throwaway line, that's the actual UX problem HubSpot hasn't solved here: there's no guidance on what the customer sees when the swap happens.
My take: don't run this without telling the customer. Transparency is what makes this workable, "due to support volume you're being connected with our AI assistant" builds trust; a silent swap erodes it the moment someone notices. And worth saying plainly: we're probably about six months from the AI genuinely knowing more than the human agent in a lot of these conversations, given how fast this space is moving. This is private beta, so test it. Pick your most repetitive, lowest-stakes queue, and design the handoff message before you design the workflow. Don't wait for HubSpot to solve the customer experience for you here, that part's still yours.

FAQ
Does this touch my portal?
It's private beta across all hubs and tiers, anyone using Help Desk or Inbox with Customer Agent can request access.
How do I hand off a conversation?
From the ticket-owner dropdown on a conversation thread, select Customer Agent from the assigned-to list; this requires available credits.
What happens if the last message was from a human agent?
Customer Agent waits for the next customer message before responding, it doesn't jump in mid-turn.
What should I do before turning this on?
Decide how you'll tell the customer they're now talking to AI. Transparency is the part HubSpot doesn't design for you.
