What it is
Quality assurance scoring for Help Desk tickets. HubSpot automatically evaluates support interactions like calls, chats and emails against criteria including overall communication, tone, clarity and empathy, and surfaces a score for each ticket. Admins turn scoring on or off at the portal level and set conditions for which tickets get scored.
Why it matters
Most portals have never had a consistent way to evaluate the quality of a support interaction beyond spot checks or a manager's gut feel. QA score applies the same criteria across every scored ticket automatically, using AI to catch what random sampling misses, and it's aimed at replacing ad hoc quality reviews with something that surfaces coaching opportunities and process gaps at scale.

This is worth watching, not rushing into. It's private beta, Service Hub Enterprise only, and the scoring categories, communication, tone, clarity and empathy, aren't customizable yet. If you're eligible, get into the beta and watch how the score behaves before you tie anything to it.
The bigger question is whether this becomes a real coaching tool or a culture of covering yourself. Any score that's gameable gets gamed. The moment agents figure out which words move the needle, you're measuring compliance with the scoring model instead of the actual experience. That's not a knock on this feature specifically, it's true of every QA system that's ever existed. AI just makes it possible to apply the model at a scale humans never could.
What's still missing is the connection to outcomes. Right now you can get a tone score and an empathy score, but nobody's shown the line from those numbers to revenue or deal velocity yet. That gap is where CX score and QA score start to look like two sides of the same coin, both scoring interactions, neither one proven against the business result. Watch this one closely rather than building your service strategy around the score today.
